A recent news story validates my point about short sighted AI strategy
I had to laugh when I read a recent Bloomberg article (H/T David Kay) about human customer service agents being mistaken for AI bots. Some companies are trying to make their AI sound more "human" to avoid confusion. This is exactly backwards. The solution isn't making AI sound more human – it's redesigning systems so customers naturally interact with AI for appropriate issues and humans for issues requiring human intervention.
This is where the threshold strategy becomes crucial. Instead of making everything sound the same, you design complaint systems that automatically surface issues needing human attention while handling routine queries through automation. When customers call about billing questions repeatedly, that pattern should trigger human intervention – not because the query is complex, but because the pattern indicates systemic failure needing deeper investigation.
Customer Confusion is an Avoidable Bug
Customer confusion about whether they're talking to humans or AI isn't the real problem. It's a symptom of poor strategic design. Well-designed complaint systems naturally guide customers to the right resource for their specific issue. When customers are confused, it usually means the routing logic optimizes for wrong variables. Instead of asking "How do we make humans and AI sound more distinct?" we should ask "How do we design systems that automatically connect customers with the right resource for their issue type?"
What Success Actually Looks Like
Based on the game theory insights, properly designed systems would have:
For Routine Queries: AI handles them efficiently and transparently. Customers know they're talking to AI and prefer it. Fast, accurate, 24/7.
For Complex Issues: Automatic escalation to humans based on issue type or complaint clustering. Humans empowered to solve problems, not follow scripts.
For Systemic Issues: AI identifies complaint patterns indicating broader problems. Human teams investigate root causes. Prevention, not just reaction.
The Competitive Reality
While organizations burn resources on confusion and inefficiency, smarter competitors implement threshold-based systems that automatically allocate resources strategically.
The research shows low-cost/high-threshold systems are "universally more efficient" for large customer bases. Organizations that figure this out will have lower costs, higher satisfaction, and better problem resolution.
The Real Story
The real story isn't customer confusion about humans versus AI. It's that organizations are using sophisticated technology to optimize for metrics that don't matter while missing strategic insights that could transform their entire approach.
We're in the middle of a technological revolution that could enable genuinely intelligent customer service systems. Instead, we're building expensive ways to make the same strategic mistakes slightly faster.
